Salesforce announced on November 2, 2026 that it had signed a definitive agreement to acquire Cresta, whose platform combines voice agents, assistance for human representatives and conversation analysis. The transaction is expected to close in the first quarter of Salesforce’s fiscal 2028, subject to required regulatory approvals and customary closing conditions.

Salesforce described Cresta as a voice-first operating system for customer experience, with Kishan Chetan, executive vice president and general manager of Agentforce and Service Cloud, framing voice as the most difficult and consequential service channel. Cresta CEO Ping Wu said the combination would embed real-time conversation intelligence and agentic experiences directly into Salesforce’s customer-service platform.

Salesforce said Cresta’s voice agents resolve complex customer calls end to end, hold natural real-time conversations and handle interruptions. Marriott, Comcast and Alaska Airlines are among the brands using the platform at enterprise scale. Those capabilities are the operational piece Salesforce wants to connect to Service Cloud’s customer history and systems for completing work, with resolution, retention and revenue as the stated business outcomes.

Cresta’s AI Agent documentation describes shared memory that preserves context across channels, handoffs and transitions between human and AI agents. Its agents can connect to CRM, billing, scheduling and other systems to retrieve information and complete tasks, using secure function calling and MCP support for tool access. In practical terms, the software is built both to carry a conversation and to execute the service workflow behind it.

Deployment begins with existing conversation data. Cresta’s automation planning assesses topics by frequency, complexity and resolution outcomes to identify candidates for AI agents, while its analysis of successful interactions is used to embed behaviors associated with resolution, customer satisfaction and conversion. The approach links automation decisions to patterns in a customer’s own service history, rather than treating every call type as equally suitable for an AI agent.

The transaction also covers tools for people handling live service. Cresta’s Agentic Assist provides real-time hints, reminders and workflows tailored to each conversation. Its knowledge system combines what is being said with on-screen context to produce source-backed answers, while customizable AI summaries capture structured information and reduce after-call work. The product therefore supports a mixed operating model in which AI can act independently or assist a representative during the same customer journey.

Cresta’s Conversation Intelligence extends that model to quality and training. It analyzes human- and AI-led interactions, tracks customer topics and outcomes, and auto-scores agent behaviors across every conversation. Quality and outcome data feed personalized coaching plans, while simulations built from real customer conversations give representatives practice on specific behaviors. The result is a shared analysis layer for human and automated service, connecting evaluation and coaching with the improvement of AI agents.

Deployment Controls and Existing Infrastructure

Cresta’s controls are a material part of that package. Its AI Agent design combines reasoning with deterministic code that tracks conversation state and enforces required workflow steps. System-level guardrails, supervisory models and real-time monitoring sit alongside an operations center where staff can guide a response or take over a conversation.

Before changes are promoted, agents can be tested against synthetic customers derived from conversation data, production failures can become test cases, and controlled A/B experiments can compare versions on live traffic. Those mechanisms address the operational problem of changing an automated service system without losing sight of quality, compliance or the behavior customers experience.

Salesforce’s post-close commitment is for Cresta to continue supporting the contact-center and telephony platforms its customers already use. That commitment defines the acquisition’s practical stakes: Salesforce is adding autonomous voice service, human assistance and interaction analysis to its customer-service portfolio while promising continuity for existing deployments. The central integration question is whether those functions can be brought together in Service Cloud without disrupting the infrastructure on which Cresta’s customers depend.
